Exceeding Customer Expectations


We often focus on meeting customer expectations by closing the gap between customer perceptions and expectations. There’s a difficulty in meeting expectations because of all the factors that must be coordinated to deliver on the firm’s service promises. However, an increasingly popular service maxim urges companies to “exceed customer expectations.”—to delight, excite, surprise, and otherwise amaze. According to this formulated belief, merely meeting customer expectations is not enough; a company must exceed them to retain customers. This is an appealing slogan as well as one that sets a high performance standard for employees, but it holds the potential to overpromise to both customers and employees. In attempting to exceed customer expectations, a company must understand a) what type of expectations can and should be exceeded, b) what customer group or segment is to be targeted, and c) the impact exceeding  expectations has on future expectations of customers.

Equality, Inequality


Some people don’t think of you as an equal. Before they can accord you with the honor of being treated as an equal, they feel you need to prove yourself. You’ve run into these people before – you can probably spot them right away. And, try as you might, you probably have a difficult time respecting them, because you know that, deep down, they don’t respect you.

By nature, we are organizers, and sometimes we fall into the trap of organizing people. One of the most persistent downfalls of human society has been the urge to rank people according to worth. Even today, many cultures that now enjoy political freedom are still tarnished with the vestiges of a class system – a declaration that people are inherently unequal.

On a social level, this tendency is nothing more than a reflection of how we often behave in our personal lives. For whatever reason, we conclude that some type of people is better than others, and we make decisions based on this conclusion. If you think about it, all complaints of discrimination are essentially protests against decisions based on the notion of inherent inequality.

Another brand of inequality that has plagued history is the inequality of opportunity. Some people have a head start over others. Some people have more opportunities open to them than others do. It’s easy to say that ‘achievers create their own opportunities,’ but the fact is, life isn’t fair. Some people do have an advantage when it comes to opportunity. in life, there are few level playing fields, and there is very little any of us can do to change this.

Primitive Organizations


Primitive organizations exhibit all the classic features of any start-up. Energy and anticipation are usually high and the right startup can almost run on pure adrenalin.

Primitive organizations naturally perform the things that other types of organizations have to work hard to achieve. Formal structure and communication is not yet necessary, as enthusiasm and team spirit can carry the organization along.

In the early stages most primitive organizations manage to operate under one working culture and build effective internal and external relationships. This state of affairs can’t last, however, as primitive organizations are naturally transient. When the initial honeymoon period passes, the culture of the organization will change of its own accord.

All that is up for debate is how much it will change, how fast it will change and whether that change will be managed or if nature will be allowed to take its own course.

As is the case with all organizations, primitive organizations face the choice of managing their culture from the word go, or leaving it to chance. Unfortunately too many organizations rely on the natural spirit associated with being a primitive startup and de-prioritize cultural investment, choosing to concentrate on what they see as operational necessities.

To a point this is understandable, but this attitude reflects some common misconceptions.

  • An organization’s honeymoon period or primitive stage can be incredibly short, which catches a lot of organizations out – and once the damage is done, it’s done. Remedial work is always harder and significantly more draining and time-consuming than positive effort.
  • Proactive cultural and relationship management right from the start can be achieved at minimal cost in terms of time and money, and will deliver benefit for years to come. It is worth remembering that managing a working culture does not mean over-engineering it: in fact, it should mean quite the opposite. Good practice from day one is what creates long-term amazing relationships and long-term success.

Business Visionaries


The days of doing business as we have been doing in the past are gone. We can no longer afford to continue using traditional approaches in managing our companies. Executives or organizations that insist on clinging to outmoded ways of thinking will find themselves standing on the sidelines as new traditions are being established by forward thinking business visionaries. The business leaders of the future are awakening, sensitive to the personal responsibility the public now demands from the business community.

All of us share certain values and beliefs. We value the human spirit and believe that modern society must change in a deep and fundamental way the way it thinks, if we are to have a sustainable future. We also believe that the most effective leverage in achieving such a global transformation is through the business community.

It is doubtful that the business community would take this leadership role out of altruism. However, we believe that if business leaders recognize a need to operate responsibly, and feel that their personal values are in accord with organizational values, they will begin doing business in a new way—establishing new traditions in business communities around the world.

Entrepreneurial Success


Successful entrepreneuring is not and never has been reducible to a set of formulas or rules. Without exception, the experience is a profoundly personal process. Entrepreneurial success begins with a single individual’s intense commitment to customers, and it involves according to that person’s distinctive capabilities and temperament. The Ted Turners and Fred Smiths of this world don’t just build companies, they shape them in original, subjective, and sometimes peculiar ways.

No matter how many business courses you take or how many business books you read, you can never plan success. Fortunately, you can invite it. It comes to those who are deeply and personally engaged in the process of following a vision of what they and their enterprises can becom. Successful ideas, innovations, and new directions reveal themselves a bit at a time. They are discovered in the process of “doing,” of living out an emerging vision.
