Closing the Customer Gap


The gaps model says that a service marketer must first close the customer gap between customer perceptions and expectations. To do so, the provider must close the four provider gaps, or discrepancies within the organization that inhibit delivery of quality service. The gaps model focuses on strategies and processes that firms can employ to drive service excellence.

Customer perceptions are subjective assessment of actual service experiences. Customer expectations are the standards or reference points for performance against which service experiences are compared and are often formulated in terms of what a customer believes will or should happen.

The sources of customer expectations consist of marketer-controlled factor (such as pricing, advertising, and sales promises) as well as factors that the marketer has limited ability to affect (innate personal needs, word-of-mouth communications, and competitive offerings). In a perfect world, expectations and perceptions would be identical: customers would perceive that they receive what they thought they would and should. In practice these concepts are often separated by some distance. Broadly, it is the goal of service marketing to bridge this distance.

Global Marketing Place


Several factors have forced countries to extend their economic views to events outside their own national borders. First, international agreements are being negotiated in attempt to increase trade among nations. Second, the growth of electronic commerce and related computer technologies brings previously isolated countries into their marketplace for buyers and sellers around the globe. Third, the interdependence of the world’s economies is a reality since no nation produces all of the raw material and finished goods purchased by its citizens or consumers of all its output without some exporting to other countries. Evidence of this interdependence is illustrated by the introduction of the Euro as a common currency to facilitate trade among the nations of the European Union and the creation of trade alliances.

Service firms also play a major role in today’s global marketplace. In many cases, global marketing strategies are almost identical to those used in domestic markets. Rather than creating a different promotional campaign for each country, marketers use the same ad with spectacular results.

Domestic marketing strategies may need significant changes to adapt to unique tastes or different cultural and legal requirements abroad. It is often difficult to standardize a brand name on a global basis.

Affordable, Portable Presentations


From a hardware standpoint, multimedia requires that a computer have adequate capabilities in three areas:

  • Sound Capability: The hardware should be able to play sound through an internal speaker or to route stereo sound through a pair of external speakers connected to the computer.
  • Appropriate video capability. Most of the computers sold today have video capabilities that can accommodate multimedia.
  • Adequate storage. Because audio and video require large amounts of storage, extensive multimedia requires a storage device that plays disks that are substantially identical to that CDs that you buy in a music store.

“Is” and “Is Not”


Once we have identified “could be”  but “is not” data, we will also be able to identify the peculiar factors that isolate our problem: exactly what it is, where it is observed, when it is observed, and its extent or magnitude. These peculiar factors will lead us closer to the problem’s cause.

Suppose for a moment that you have two identical potted plants growing in your office. One thrives but the other does not. If you take the wilting plant out of the office and ask someone about the probable cause for its sorry appearance, you will get any number of educated guesses. But if the same person observes that two identical plants in your office have not been receiving identical treatment (the thriving plant is on a sunny window sill and the wilting one is in a dim corner), the speculations as to cause will be immediate and more accurate than they could have been without a basis of comparison. Regardless of the content of a problem, nothing is more conducive to sound analysis than some relevant basis of comparison.

The decision as to what is close and what is logical must rest with the judgment of the problem solver. In many cases it is extremely important to identify the malfunction that “could be” but “is not” in order to narrow the scope of the search for cause. Each problem analysis is unique to the content of each problem.

Once we have identified bases of comparison in all four dimensions, we are able to isolate key distinguishing features of the problem. It is as if we had been describing the outlines of a shadow. With the completion of the “is not” data in our specification, the outlines begin to suggest the components capable of having cast the shadow.

Concentric Diversification


Grand strategies involving diversification represent distinctive departures from a firm’s existing base of operations, typically the acquisition or internal generation (spin-off) of a separate business with synergistic possibilities counter-balancing the strengths and weaknesses of the two businesses. Diversifications occasionally are undertaken as unrelated investments, because of their high potential and their otherwise minimal resource demands.

Concentric diversification involves the acquisition of businesses that are related to the acquiring firm in terms of technology, markets, or products. With this grand strategy, the selected new businesses possess a high degree of compatibility with the firm’s current businesses. The ideal concentric diversification occurs when the combined company profits increase the strengths and opportunities and decrease the weaknesses and exposure to risk. Thus, the acquiring firm searches for new businesses whose products, markets, distribution channels, technologies, and resource requirements are similar to but not identical with its own, whose acquisition results in synergies but not complete interdependence.

Marketing Decision-making and Case Analysis


Skill in decision-making is a prerequisite to being an effective marketing manager. Indeed, Nobel laureate Herbert Simon viewed managing and decision-making as being one and the same. Another management theorist, Peter Drucker, has said that the burden of decision-making can be lessened and better decisions can result if a manager recognizes that decision-making is a rational and systematic process and that its organization is a definite sequence of steps, each of them in turn rational and systematic.

 Just as decision-making and managing can be viewed as being identical in scope, so the decision-making process and case analysis go hand in hand. For this reason, many companies today use case studies when interviewing an applicant to assess his or her decision-making skill. They have found that the applicant’s approach to the case demonstrates strategic thinking, analytical ability and judgment, along with a variety of communication skills, including listening, questioning, and dealing with confrontation.

Business Marketing Management


Many large firms that produce goods such as steel, production equipment, or computer-memory chips cater exclusively to business market consumers and never directly interact with their ultimate consumers. Other firms participate in both the consumer goods and the business markets. The introduction of laser printers and personal computers brought Hewlett-Packard, historically a business-to-business marketer, into the consumer market. Conversely, lagging consumer markets prompted Sony Corporation to expand to the business market by introducing office automation products. Both companies had to reorient their marketing strategies dramatically because of the significant differences between the buying behavior exhibited in the consumer versus the business markets.

 Products like cellular phones, office furniture, personal computers, and software are purchased in both the consumer and the business markets. What distinguishes business marketing from consumer goods marketing is the intended use of the product as we all intended consumer. Sometimes the products are identical, but a fundamentally different marketing approach is needed to reach the organizational buyer.
