Indicators of Poor Listening


In the customer service environment, you cannot afford the luxury of failing to listen to your customer. Periodically, you should do a self-check on your listening style to see if you need improvement. If any of the following events occur, you may need to refocus.

  • Customers  specifically request to speak to or be served by someone else.
  • You find yourself missing key details of conversations.
  • You regularly have to ask people to repeat information.
  • You walk away from phone calls or personal encounters not completely knowing what action is required of you.
  • Customers often make statements, such as, “Did you hear what I said?” Are you listening to me?” or “You are not listening.”
  • You find yourself daydreaming or distracted as the customer is speaking.
  • You miss accompanying nonverbal cues sent by the customer as the two of you communicate.

Meanings of Meaning


Meanings are internal responses people hold for external stimuli. Many times people have different meanings for the same words. Good communicators are people who select verbal and nonverbal signs that they feel will elicit the intending meaning. Marketing communicators must be especially careful to use signs that will evoke the intended meaning in prospective buyers. All too often companies communicate their product offerings in terms familiar to themselves but not in terms familiar to their potential customers.

Meaning can be thought of as the set of internal responses and resulting predispositions evoked within a person when presented with a sign or stimulus object. Meaning is internal rather than external, to an individual. Meaning is psychological in that it represents a person’s subjective perception and effective reaction to stimuli.

Customer Needs


Using communication skill techniques engage customers in dialogue that  allows them to  identify what  they really want or need. If you can tell what a customer’ behavioral style is , tailor your communications strategy as necessary. Keep in mind that some of their needs may not be vocalized. In these instances, you should attempt to validate your impressions or suspicions  by asking questions or requesting feedback. Gather information about customers from  observing their vocal qualities, phrasing, nonverbal expressions and movements, and their emotional state.

Generating Meaningful Response from Customers


To generate meaningful response from customers, you must be conscious of the following points:

  1. Avoid Criticism: Don’t appear critical in the way you ask questions. Nonverbal messages delivered via tone or body language can change the meaning of your spoken words from positive to negative.
  2. Ask only positively phrased questions: You can ask for the same information in different ways, some more positive than others.
  3. Ask direct questions: You generally get what you ask for. Therefore, being very specific with your request for information can often result in more useful information. It can also save time and effort.
  4. Ask customers what you can do to better serve them: There is no better or easier way to find out what customers want and expect than to ask. They will appreciate it and you’ll do a better job serving them.

Factors Impacting Customer Loyalty


Many factors will affect the relationship between you and your customers. Following are some of the most common:

  • Adaptiveness: Taking measures to adapt your own personality style to that of your customers in order to communicate with and serve them effectively.
  • Communication: Getting and giving information, listening, writing and speaking effectively, and dealing with emotional situations.
  • Decisiveness: Being able and willing to make a decision and take necessary actions to fulfill customer needs.
  • Enthusiasm: Attaining and maintaining level of excitement about your customers, product, service, organization, and job that says, “I am happy to help you.”
  • Ethics: Establishing and maintaining high level, social, and moral standards in all interactions with customers.
  • Initiative; Acting on issues that relate to your job or customer service without having to receive instructions from others.
  • Knowledge: Taking time to learn about policies, procedures, resources, products, services, and other information that can help in providing total customer satisfaction.
  • Perceptiveness: Recognizing the need to play close attention to verbal and nonverbal clues, cultural factors, and the feelings or concerns of others.
  • Planning: Taking the time to logically think about customer needs and develop strategies for satisfying them before customer interactions occur.
  • Problem solving: Gathering and analyzing information in order to help resolve a variety of customer concerns or satisfy needs.

Customer Service: Interpreting Perceptions


Once we’ve made our perceptions, we need to evaluate them. For example, is a customer nervously looking around because the customer is impatient and wants to be served, hyperactive, or a potential shoplifter? By evaluating customer behavior against the following factors, you can then determine a course of action.

  • Past experiences you’ve had in similar situations. If it is 90 degrees outside and the nervous customer has on a long winter coat, you may be justified in being suspicious.
  • Beliefs about human behavior. Personal beliefs that people are basically decent or evil, pessimistic or optimistic, happy or sad, can influence the way you interact with others.
  • Awareness of information about a person that can impact your reactions. For example, if you know one customer enjoys talking in detail about features and warranties of a product while another only wants the features highlighted, you may structure information accordingly.
  • Expectations of the outcome of an interaction. For example, if you are optimistic about making a sale, you may subconsciously send nonverbal messages that positively influence customers or encourage them to do business with you.

Job Analysis and the Changing World of Work


Globalization, quality initiatives, telecommunicating, and teams, for example, are requiring organizations to rethink the components of their jobs. When jobs are designed around individuals, job descriptions frequently clarify employee roles. Jobs today frequently go beyond the individual, however, requiring the activities and collaboration of a team.

To be effective, teams need to be flexible and continually making adjustments. Effective work teams require competent individuals. Team members must have the relevant technical skills and abilities to achieve the desired corporate goals and the personal characteristics required to achieve excellence while working well with others. . these same individuals must also be capable of readjusting their work skills—called job-morphing—to fit the needs of the team. Not everyone who is technically competent has the skills to work well as a team member. Accordingly, employment planning requires finding team members who possess both technical and interpersonal skills. As such, team members must have excellent communication skills. Team members must be able to convey messages among each other in a form that is readily and clearly understood. This includes nonverbal as well as spoken messages. Good communication is also characterized by a healthy dose of feedback from team members and management. This helps to guide team members and to correct misunderstandings. Team members must be able to quickly and efficiently share ideas and feelings.
