Managing for Customer Satisfaction


If you are working in a business that is focused and dedicated to customer satisfaction you cannot manage it in the same way as an ordinary or traditional business – it just doesn’t work. Organizations have found this to their cost. Implementing policies without changing the organization first is self-defeating. The organization will defeat change as soundly as day follows night. However, if you change the organization and the way people are managed and led and you have developed the policies, ideas, procedures, standards and systems will evolve rapidly and effectively.

The first major change has to be  the ritual burning and demolition of the standard organization chart. Customers, suppliers and employees cannot be forced to work through traditional top down hierarchical management systems. Not only does it give people the wrong feeling, it actually just doesn’t work. It’s not that it ever worked particularly well anyway, it was just the thing that everyone used when they put together a large organization.

Today’s manager has to be much more of a communicator than a dictator. They also have to be much more of a facilitator than a policy determinator. People’s aspirations have changed, just as the customers have. They need to be treated in a way that encourages them, empowers them and enthuses them to deliver the best for their customers.

Technology and New Knowledge


Technology is one of the most powerful forces affecting business and society. Improved technology includes machines of all sizes, shapes, and functions; processes that enable business to produce goods at faster speeds, with lower costs, and with less waste; and software that that incorporates new forms of learning into formats that direct machines (hardware) to perform functions that would have taken much longer, and been less reliable, if done by other means. Technology involves harnessing human imagination to create new devices and new approaches to the needs, problems, and concerns of a modern society.

Technology also involves drawing together fields of knowledge that coverage, enabling new ways to solve problems or perform tasks.

Although new technologies have the potential to benefit large portions of the population, they may also negatively affect some people. As new technologies become available, the challenges to sound decision making become even more ethically complicated.

Technology is creating what experts call the knowledge economy. This is an economy in which new knowledge, in all of its many forms, is reshaping and transforming old industries and businesses, creating new industries and businesses, and ultimately affecting individuals, families, communities, and institutions throughout the world. For these reasons, technology must be understood as one of major drivers of change in both business and society.

Corporate Disclosures


Giving stockholders more and better company information is one of the best ways to safeguard their interests. The theory behind the move for greater disclosure of company information is that a stockholder, as an investor, should be as fully informed as possible to make sound investments. By law, stockholders have a right to know about the affairs of the corporation in which they hold ownership shares. Those who attend annual meetings learn about past performance and future goals through speeches made by corporate officers and documents such as the company’s annual report. Those who do not attend meetings must depend primarily on annual reports issued by the company and the opinions of independent financial analysts.

Historically, management has tended to provide stockholders with minimum information. But companies now disclose more about their affairs, in spite of the complicated nature of some information. Stockholders therefore can learn about sales and earnings, assets, capital expenditures and depreciation by line of business, and details of foreign operations.

Corporations also are required to disclose detailed information about directors, how they are chosen, their compensation, conflicts of interest, and their reasons for resigning in policy disputes with management.

Negotiating for Change


Occasionally, in any change effort a manager may run into another kind of roadblock: he/she may require the cooperation and support of managers in other departments and divisions, but may have no formal authority over them. Attempts to influence or persuade them  to support change may fail because the change may involve a perceived loss for the other managers, this could be loss in status, power, authority, prestige or prerequisites. Under these circumstances, it is not in the self-interest of those managers to support the change. Situations like these make the management of change explicitly political because, in order to gain their support, the manager may have to do some bargaining. In other words, when influence and persuasion fail, a manager may need to mobilize support through negotiation. Many managers, particularly those with technical backgrounds, find this process distasteful because it seems irrational. However, there is little that is irrational in these situations and they arise out of calculated self-interest. Just as there are sound scientific principles to influence and persuade people, negotiation and bargaining can also be based on logic and science. While part of negotiation—like management—is art, most of it is amenable of scientific analysis.

Analyzing Current Situation: Checklist


Phase 1: The Environment

  1. What is the state of the economy and are there any trends that could affect the industry, firm, or marketing strategy?
  2. What are current trends in cultural and social values and how do these affect the industry, firm, or marketing strategy?
  3. What are current political values and trends and how do they affect the industry, firm, or marketing strategy?
  4. Is there any current or pending federal, state, or local legislation that could change the industry, firm, or marketing strategy?
  5. Overall, are there any threats or opportunities in the environment that could influence the industry, firm, or marketing strategy?

Phase 2: The Industry

  1. What industry is the firm in?
  2. Which firms are the major competitors in the industry and what is their annual sales, market share, and growth profile?
  3. What strategies have competitors in the industry been using, and what has been their success with them?
  4. What are the relative strengths and weaknesses of competitors in the industry?
  5. Is there a threat of new competitors coming into the industry, and what are the major entry barriers?
  6. Are there any substitute products for the industry, and what are their advantages and disadvantages compared to this industry’s products?
  7. How much bargaining power do suppliers have in this industry, and what is its impact on the firm and industry profits?
  8. How much bargaining power do buyers have in this industry, and what is its impact on the firm and industry profits?

Phase 3: The Firm

  1. What are the objectives of the firm? Are they clearly stated? Attainable?
  2. What are the strengths of the firm? Managed expertise? Financial? Copyrights or patents?
  3. What are the constraints and weaknesses of the firm?
  4. Are there any real or potential sources of dysfunctional conflict in the structure of the firm?
  5. How is the marketing department structured in the firm?

Phase 4: The marketing Strategy

  1. What are the objectives of the marketing strategy? Are they clearly stated? Are they consistent with the objectives of the firm? Is the entire marketing mix structured to meet these objectives?
  2. What marketing concepts are at issue in the current strategy? Is the marketing strategy well planned and laid out? Is the strategy consistent with sound marketing principles? If the strategy takes exception to marketing principles, is there a good reason for it?
  3. To what target market is the strategy directed? Is it well defined? Is the market large enough to be profitably served? Does the market have long-run potential?
  4. What competitive advantage does the marketing strategy offer? If none, what can be done to gain a competitive advantage in the marketplace?
  5. What products are being sold? What is the width, depth, and consistency of the firm’s product lines? Does the firm need new products to fill out its product line? Should any product be deleted? What is the profitability of the various products?
  6. What promotion mix is being used? Is promotion consistent with the products and product images? What could be done to improve the promotion mix?
  7. What channels of distribution are being used? Do they deliver the product at the right time and right place to meet customer needs? Are the channels typical of those used in the industry? Could channels be made more efficient?
  8. What pricing strategies are being used? Hw do prices compare with similar products of other firms? How are prices determined?
  9. Are marketing research and information systematically integrated into the marketing strategy? Is the overall marketing strategy internally consistent?

Technical Expertise


Managers need technical expertise, the specialized knowledge and training needed to perform jobs that are related to their area of management. Accounting managers need to be able to perform accounting jobs, and production managers need to be able to perform production jobs. Although a production manager may not actually perform a job, he or she needs technical expertise to train employees, answer questions, provide guidance, and solve problems. Technical skills are most needed by first-line managers and least critical to top-level managers.

Today, most organizations rely on computers to perform routine data processing, simplify complex calculations, organize and maintain vast amounts of information, and help managers make sound decisions. For this reason, many managers have found computer expertise to be a valuable skill. For the manager of the 21st century, such expertise will be critical.

Electronic Meetings


If it were possible to travel at nearly the speed of light, you could, in a single day, meet with managers in London, Rio de Janeiro, Cairo, and Stockholm, spend time preparing for each meeting, then be home for dinner at a reasonable hour. That sounds like an impossible schedule, because we can’t travel at light speed. Yet, executives are holding those meetings, all on the same day, and never going far from their offices. While our bodies resist transport through space, our voices and our images, carried by electronic impulses, encircle the globe in seconds, allowing us to personally communicate with others in virtually every place on earth.

This new age of global electronic communications has opened the need for learning a new series of meeting skills. The electronic meeting is not only a reality, it’s an everyday occurrence. There are two types of electronic meetings in which participants offer views in a personal exchange. The first is the teleconference. The videoconference is the second electronic meeting method.
